Lo que tu cliente siente y no te dice
Piensa en algún servicio que pagas y que un día te dejó tres días esperando una respuesta. Seguro recuerdas lo que sentiste, y no fue enfado: fue algo peor, dejó de importarte. Tu cliente siente exactamente eso cuando le pasa contigo. La diferencia es que él no te lo dice. Por eso cómo atender a tus clientes como IB no se mide con una regla de cortesía, sino con la única vara que no falla: la tuya.Think of some service you pay for that once left you waiting three days for an answer. You surely remember what you felt, and it wasn't anger: it was worse, you stopped caring. Your client feels exactly that when it happens with you. The difference is that he doesn't tell you. That's why how to take care of your clients as an IB isn't measured with a rule of courtesy, but with the only yardstick that never fails: your own.

Ponte un momento del otro lado, como cliente de cualquiera, y responde honestamente:Put yourself on the other side for a moment, as anyone's client, and answer honestly:

La empatía no es un sentimiento que aparece cuando eres buena persona. Es una comprobación que haces antes de enviar, y se puede entrenar como cualquier otra cosa de este trabajo.Empathy isn't a feeling that shows up when you're a good person. It's a check you run before hitting send, and it can be trained like anything else in this job.
Por eso no la dejo en una palabra bonita. La llamo la prueba del mismo estándar, y cabe en diez segundos:That's why I don't leave it as a nice word. I call it the same-standard test, and it fits in ten seconds:
- Antes de enviar, lee tu mensaje como si te llegara a ti; si no lo responderías, reescríbelo.Before sending, read your message as if it reached you; if you wouldn't reply to it, rewrite it.
- Exígete el mismo tiempo de respuesta que esperas de los demás, no uno más cómodo.Demand of yourself the same response time you expect from others, not a more comfortable one.
- Da las malas noticias como querrías recibirlas: con explicación y temprano, nunca con silencio.Deliver bad news the way you'd want to receive it: with an explanation and early, never with silence.
La segunda es la que más cuesta y la que más paga. En una decisión que todavía no está tomada, el primero en responder se lleva buena parte de los cierres, y casi nunca es el que sabe más: es el que estaba. In a decision that hasn't been made yet, whoever replies first takes a good share of the closes, and it's almost never the one who knows most: it's the one who was there. El silencio nunca se lee como respetoSilence is never read as respect
El error que más carteras rompe no es decir algo torpe. Es no decir nada. Tu cliente pierde, tú no sabes qué escribir, y decides darle espacio. Para ti es delicadeza. Para él son días en los que no apareciste justo cuando dolía.The mistake that breaks the most portfolios isn't saying something clumsy. It's saying nothing. Your client loses, you don't know what to write, and you decide to give him space. To you it's tact. To him it's days when you didn't show up exactly when it hurt.
El silencio no es respeto. Es desaparecer despacio. Escribe el mismo día y sin prometer nada: nombra lo que pasó, revísalo con él y dale un solo paso pequeño. It's disappearing slowly. Write the same day and promise nothing: name what happened, go over it with him and give him one small step. There are churn signals that warn you earlier —he stopped opening your messages, left the group, asked how to withdraw his money— and they all ask for the same thing: showing up within the first 24 hours.

Aquí es donde esto deja de ser una cuestión de carácter y pasa a ser una cuenta. Cada cliente que se va en silencio hay que reemplazarlo, y reemplazarlo significa volver al principio con alguien que todavía no te conoce. Buscar cuesta más que retener.This is where it stops being a matter of character and becomes arithmetic. Every client who leaves in silence has to be replaced, and replacing him means going back to the start with someone who doesn't know you yet. Looking costs more than keeping.
Por eso la prueba del mismo estándar no es una regla de buenos modales. Pregúntate una sola cosa: ¿lo responderías?Open the last message you sent a client. Read it as if it had just arrived to you, with the name swapped. Ask yourself one thing: would you reply to it?
